CRM for WhatsApp: how to organize customers and orders in e‑commerce

CRM for WhatsApp: how to organize customers and orders in e‑commerce

To organize customers in a WhatsApp CRM, separate four pieces of information: who the person is, which orders they placed, what is being discussed, and what the team's next action is. In e-commerce, this separation helps avoid a common mistake: treating a contact tag as if it summarized all that customer's purchases. The starting point is to define where each piece of data comes from and how to verify whether it is still correct.

What does a WhatsApp CRM need to organize?

CRM is the management of customer relationships. In an operation that uses WhatsApp, it involves associating contacts, commercial context, and follow-up. The conversation is part of that context, but the message history alone does not confirm payment, delivery, or cancellation.

Consider a customer who bought twice. The first order was delivered; the second is awaiting payment. She can be a repeat buyer and, at the same time, have a pending purchase. If the entire record only receives the tag “paid”, the team loses the distinction between the orders.

For this reason, organize the relationship in layers. The customer segmentation for campaigns answers who should make up an audience; the support inbox gathers conversations; the store or the system responsible for the order provides the purchase status. These functions need to exchange context, even when they are in different tools.

A matrix to decide where each piece of information belongs

The table is a work-organization model, not a list of fields available in every software. Adapt the names to the system you use and keep only the data necessary for the operation.

LayerUseful informationSource to defineVerification required
CustomerStore identifier, name, and confirmed contactThe store record or the responsible CRMDoes the contact correspond to the person and is it associated with the correct record?
OrderIdentifier, status, and time of updateStore, ERP, or system defined for that stageDoes the status belong to the order under discussion and is it up to date?
ConversationReason for contact, open question, and required summarySupport historyWhat topic still needs an answer?
Next actionResponsible party, action, and internal deadlineCRM, task tool, or team trackerHas someone taken ownership of continuity?
Communication preferencesRecorded permission, purpose, and stop requestProcess where the preference was indicatedDoes the planned communication respect the most recent preference?

Choose one source responsible for each piece of information. If the ERP confirms the invoicing and the store shows an earlier status, the team needs a rule to resolve the conflict. Newly imported data is not necessarily the most current: the import can bring an old snapshot of the database.

In integrations with e-commerce platforms, check which events and fields are available. “Integrates with the store” does not by itself indicate which updates arrive, under what conditions, or how they are associated with the customer.

How to start organizing the database

1. Identify customers without merging records by assumption

Use the customer identifier in the store as a reference when it is available. Standardize how to record phone numbers and country codes according to the integration requirements. Similar names are not proof that two records belong to the same person.

A phone number may have been entered incorrectly, shared by a family, or changed. When in doubt, send the verification to the team before merging histories or using the number to send order information. Standardizing the contact format and confirming its association are different tasks.

2. Link each purchase to the corresponding order

Keep a specific reference for each order, even when all belong to the same customer. An update must change the context of that purchase. Payment for one order does not automatically close another that remains pending.

This care is especially relevant in payment reminders via WhatsApp: before notifying about an outstanding balance, the operation must verify which order is open and whether the payment has already been recognized by the responsible source.

3. Use labels with clear meaning and removal rules

A label should have a definition the team can explain. “Interest in ceramics” can indicate a customer-stated preference; “exchange under review” describes a temporary situation that must be linked to the correct support case or order.

For each operational label, record what allows it to be applied, who maintains the information, and when it should be removed or reviewed. Avoid using a permanent customer label to replace a transient order status. If the tool only allows labels on the contact, check the order at the source before making a decision.

4. Record continuity outside the agent’s memory

When closing a step, make clear what remains to be resolved. A summary such as “customer asked about delivery; logistics will check order B; expected follow-up within the stated timeframe” is more useful than “check later.” Use the actual purchase identifier in internal controls.

Responsible person and deadline can be stored in the CRM or another team control. Only consider this step automated after confirming the tool actually offers the function and the process has been configured. A message inbox is not, by itself, a task manager.

Example: one customer, two orders and one question

This scenario is hypothetical and serves to test data organization. A customer has order A delivered and order B awaiting payment. She messages asking about an exchange related to order A.

  1. Identification: the team confirms which record and which purchase correspond to the conversation.
  2. Support: the question is associated with order A, without changing order B’s status.
  3. Continuity: the person responsible for the exchange and the next steps are recorded.
  4. Communication: before any reminder about order B, the team verifies the payment and considers the context of the open support case.
  5. Campaign: as an editorial guideline, the store may postpone an offer while resolving the exchange, provided it can apply that exclusion in the process used.

The decision to postpone a campaign is an operational recommendation, not an automatic presumed removal of the product. The example shows why purchase status, support case status and commercial interest need to remain distinguishable.

Imported contacts do not equal permission to send messages

The WhatsApp Business Policy on Messaging requires that the person provided the contact and authorized subsequent communications. It also requires honoring stop requests made inside or outside WhatsApp. Importing a list or identifying a prior purchase does not, by itself, prove that permission.

As an organizational practice, associate with the contact the origin and purpose of the authorization, along with the most recent preferences. If these records are kept in another system, define how they will be consulted before selecting an audience. The absence of a field in the software does not remove the need to respect the customer’s choice.

On the Business Platform, the same policy requires approved templates to initiate conversations and allows template-free replies within the 24-hour support window, opened and renewed by user messages. Having an organized contact record does not change these sending conditions.

Where does WPP Marketing fit in this process?

WPP Marketing organizes customers, lists, labels and store events to support campaigns and support. The inbox allows consulting conversations and replying from the panel. The proposition is to connect communication to e-commerce operations; opportunity pipelines, sales tasks and other requirements of a full CRM must be evaluated separately.

For proprietary systems, the Events API is one of the possible integrations with commercial events. The available dataset depends on the integration implemented. Do not assume every field in the matrix of this article will have a ready-made screen or synchronization.

The initial organization of contacts is also different from automatic behavior-based classification. The history conditions and availability of this feature must be checked on the segmentation page and in the plan used before planning the operation.

Five tests before using the database in campaigns and automations

Perform verification in a test environment or with authorized test records, without sending messages to real customers during validation.

  1. Two orders for one customer: change the status of one of them and check whether the other maintains its situation.
  2. Contact with discrepancy: present records with similar names or conflicting phone numbers and check how the team identifies the correct record.
  3. Outdated update: check how delayed information is handled and who resolves the conflict with the current status.
  4. Preference changed: record a communication interruption and verify whether the next audience selection respects the change.
  5. Change of responsible: ask someone else to continue a support interaction using only the recorded context. They should find the order and understand the next action.

Record the expected result, the observed result and the adjustment needed. There is no universal rate for organizing the database: the first objective is to be able to explain, for each communication, who will be contacted, which fact justifies the message and where that fact was verified.
